We're building the next generation of intelligent customer engagement-powered by AI, automation, and scalable infrastructure. We're looking for a Principal Data Scientist to lead the strategy and delivery of advanced data science initiatives with direct impact on customer support, self-service, and platform intelligence.

This role is ideal for a technically sharp, business-aware leader who has built, scaled, and led intelligent automation systems across enterprise SaaS platforms.

You Will:
  • Architect and scale data-driven solutions that power our Virtual Assistant, case deflection, and intelligent workflows-leveraging both LLM and traditional NLU.
  • Lead AI/ML development efforts using frameworks such as PyTorch, scikit-learn, and clustering/similarity models-both within and outside of ServiceNow.
  • Own end-to-end delivery of automation solutions that integrate with TheLoops, Gainsight, Now Assist, and other third-party systems.
  • Collaborate directly with customer-facing groups (Customer Success, Professional Services, Support) to optimize automation, reduce friction, and drive resolution intelligence.
  • Implement release strategies and CI/CD processes for production-grade analytics and automation pipelines.
  • Define, track, and visualize KPIs for adoption, performance, and deflection using tools such as Snowflake, Looker, and ServiceNow custom dashboards.
  • Bring a rigorous scientific approach to model development by framing hypotheses, designing experiments, and delivering inference-driven features-from roadmap creation to production integration-while balancing operational realities and strategic goals.
You have:
  • Proven experience in enterprise knowledge management-developing and maintaining pipelines that ingest and normalize external content (e.g., Confluence, GitHub, documentation systems) into ServiceNow.
  • Skilled in leveraging AI/ML to identify content gaps, surface unused knowledge, and automate article linking and improvement across channels.
  • Proven ability to deliver measurable business outcomes, including achieving and sustaining a significant case deflection rate (e.g., over 25%) through AI-driven Virtual Assistant and knowledge automation initiatives.
  • Recognized thought leadership in applying data science to enterprise operations, customer experience, and automation strategy.
  • 5+ years as a senior technical leader, with a proven track record of delivering scalable, production-grade platforms that solve complex customer-facing problems.
  • Demonstrated success in bridging business strategy and technical execution by working directly with support, success, and product teams to transform insights into automation and AI solutions that drive measurable business outcomes.
  • Expertise in Snow scripting, flow design, and ServiceNow AI modules (NLU, VA, LLM).
  • Advanced knowledge in ML/AI techniques including clustering, semantic similarity frameworks, uplift modeling, and classification models, applied to customer support optimization, knowledge discovery, and experience personalization.
  • Deep experience integrating and customizing TheLoops, configuring intelligent workflows for deflection, routing, and resolution analysis.
  • 2+ years of experience building well-tested, high-volume, large-scale distributed systems (e.g., automation frameworks, multi-region data pipelines, analytics backends).
  • Strong knowledge of designing and building data warehouses and scalable analytics infrastructure, including services like AWS EC2, Lambda, S3, and RDS.
  • Experience in release and configuration management across cloud-native environments (Docker, GitLab CI/CD, Infrastructure as Code).
  • Strong project management and prioritization skills across multiple stakeholders and cross-functional teams.
  • Executive-level communication skills, capable of translating statistical modeling and machine learning outcomes into strategic recommendations for both operational leaders and senior executives.
